6. Metrics - selecting, tracking and reporting

Inculcated razor sharp focus in team on cutting on back and forth communication, keeping client on the preferred channel unless an absolute necessity, asking the right questions at the right time and deliver value. Every single interaction.
Focused on number of replies, resolution time, number of re-opens as primary quantitative metric and added customer feedback and hand-picked case analysis (marked on custom metrics) to bring qualitative aspect into play.
